Issue: Agent Routes a Support Ticket Based on Detected Content Language Without Verifying Agent Team Language Coverage, Sending Non-English Tickets to English-Only Queues

Symptoms

  • Ticket written in a non-English language is classified correctly by topic/intent but routed to a queue staffed only by English-speaking agents
  • Mixed-language tickets (e.g., a customer switching languages mid-conversation, or using a regional dialect) are misclassified to a single detected language and routed accordingly, missing nuance
  • Routing logic checks topic-to-team mapping but does not jointly check language-to-team capability, treating them as independent routing dimensions when team capability is actually a joint constraint
  • Tickets bounce between queues as agents who cannot read the original language attempt and fail to resolve them, adding handling time before a correctly-staffed queue receives it

Root Cause Routing agents commonly optimize for topic/intent classification as the primary routing signal because that is what determines subject-matter expertise needed, treating language as a secondary metadata field rather than a joint constraint with team capability. Unless the routing logic explicitly cross-references detected language against each candidate team’s actual language coverage, a topically-correct route can still be linguistically unstaffed, and the mismatch is often only caught after an agent opens the ticket and cannot act on it.

Topic classification: "Billing dispute" — correctly identified
Team routing: Routed to the billing-disputes queue, which is staffed entirely by English/Spanish-speaking agents
